Support Ticket

Support Ticket

A support ticket is a tracked record of a single customer request, capturing the customer's message, their contact details, and internal metadata so a support team can route, prioritize, and resolve the issue. [1] Each ticket carries a unique identifier and a status that reflects where it sits in its lifecycle. [3]

Conversational Support & Help Desk

TL;DR

A support ticket is a uniquely numbered record of one customer issue, tracked through statuses from open to resolved.

Key Points

A ticket bundles the customer's question, their [[contact]] details, and system metadata into one trackable record. [1]

Tickets move through a lifecycle of statuses such as New, Open, Pending, On-hold, Solved, and Closed. [3]

Tickets are commonly fed from multiple channels (email, [[live-chat]], social) into a [[shared-inbox]] for triage. [1]

Each ticket is typically routed via [[conversation-assignment]] to an owner, prioritized, and escalated when needed. [1]

Some tools deliberately reject the word 'ticket' in favor of [[conversation|conversations]] to keep support human and informal. [2]

Eloqra is conversation-based, not ticket-based: it has no formal ticketing layer, only Open/Closed [[conversation|conversations]] forwarded to operators via [[telegram-integration]].

What a support ticket contains

A support ticket documents one interaction between a customer and a support team. It bundles the contents of the customer's message together with their personal data (name, email, the Contact record) and internal system information the team uses to route, track, and monitor the request. [1] Tickets are typically gathered by help desk software that consolidates requests from many channels (email, Live Chat, social) into a single dashboard, then assigns each one to an agent. [1] Every ticket receives a unique number so it can be searched, referenced, and audited over time. [2] This structure is what lets a Ticketing System organize and prioritize work as Ticket Volume grows.

The ticket lifecycle and statuses

A ticket's lifecycle is the set of stages it passes through from creation to closure, represented by its status. Zendesk, for example, uses six standard statuses: New (no action taken yet), Open (assigned to an agent and in progress), Pending (waiting on the requester), On-hold (waiting on a third party), Solved (a solution submitted), and Closed (locked and no longer reopenable). [3] The path is rarely linear: a ticket can cycle between Open, Pending, and On-hold as work progresses, and a requester replying to a Solved ticket can reopen it. [3] Agents change status with a submit action when they update or solve the ticket. [4] These statuses underpin metrics like First Response Time (FRT) and Resolution Time, and they trigger Escalation when an issue stalls.

Tickets versus conversations

Not every support tool models requests as tickets. Help Scout deliberately uses conversations instead, arguing that the word 'ticket' feels impersonal and transactional, and that hiding case numbers and portal logins keeps support human. [2] This reflects the broader rise of Conversational Support, where threads stay open and informal rather than being filed, numbered, and closed. Eloqra sits firmly on this side: it tracks conversations with a simple Open/Closed status and forwards each one to the project owner over Telegram Integration, with no formal ticket fields, queues, tags, or SLAs. The trade-off is reach versus structure: ticketing scales auditable, multi-agent workflows, while conversation-first tools optimize for speed and a personal tone.

Ticketing System

A ticketing system is software that turns customer requests into trackable tickets, then helps a support team categorize, prioritize, assign, and resolve them through a defined lifecycle. It centralizes inquiries from many channels into one queue with status, ownership, and reporting.

Help Desk

A help desk is a centralized system and team that receives, organizes, and resolves customer or employee support requests, typically using ticketing, automation, and self-service tools to track each issue from first contact to resolution.

Conversation

A conversation is the threaded exchange of messages between a single website visitor and a project's operators, grouped as one unit with a status and unread counters. In Eloqra it is the container that holds every message, the visitor's captured context, and the assigned operator.

Shared Inbox

A shared inbox is a single collaborative workspace where multiple support team members can view, claim, and reply to incoming customer messages from one address or channel, while each person signs in with their own account. It replaces a password-shared mailbox so a whole team can answer customers without stepping on each other.

Escalation

Escalation is the process of moving a customer issue from a first-line agent to someone with more seniority, authority, or specialized expertise when it cannot be resolved at the current level. It routes the conversation to the person best equipped to solve it, rather than leaving it stuck.

Conversational Support

Conversational support is a customer-service model where help happens as an ongoing, natural-language dialogue between a customer and a business rather than a series of disconnected, ticket-style exchanges. The conversation and its context persist across channels and over time, so each reply builds on what came before.
